I counted a handoff as real only when the platform explains four parts of the move.

  • Trigger. A customer request, low-confidence answer, sensitive topic, failed action, or detected intent starts the handoff.

  • Context. The transcript, customer fields, and steps already tried follow the request.

  • Route. Human handoff to live chat or voice support reaches an available agent. Asynchronous cases create an owned helpdesk ticket or inbox request.

  • Fallback. Offline hours, full queues, and failed transfers still leave a trackable request.

Pricing is a big one, and due to the nature of our product, security updates from Ada would be nice. For things like Playbooks, I've found that once a user is engaged in a playbook process they're sometimes 'stuck' in it. When those credits run out, Hugo sends conversations to humans. That prevents a dead end, but it can add unexpected work to the inbox.

I like their shared inbox, and it's pretty cheap starting at €25 a month. But their AI feature isn't really autonomous. It basically just drafts replies for your human agents to send based on your knowledge base. Most plans charge $0.90 for each conversation resolved fully by AI, while Starter begins at $1. A handed-off case avoids the automation fee but still counts under Helpdesk ticket usage, so both meters belong in your cost forecast.

The billing structure is unfortunately a bit of a trap. If you want to continue to expand upon features offered and use your AI bot to it's fullest capability, you may end up spending a large sum of money on a platform that doesn't generate sales.
