Help Desk
A help desk is the team, process, and software a business uses to receive, track, and resolve support requests. The word names all three, so buying help desk software doesn't create the function on its own.
What Does a Help Desk Do?
Every help desk has three parts. The team answers requests, the process decides who handles what and when it escalates, and the software keeps each request in one queue with its history.
Definitions split on which part they mean. Zendesk describes a centralized team that uses software to organize conversations, while IBM calls it a software tool or a team of human agents.
IBM notes that some help desks need larger teams, or several teams working in tiers. A first line answers questions with a known answer and passes the rest to specialists, and in IT the word often means internal support for employees, which a service desk widens.
The software side is usually a ticketing system, often with a shared inbox, live chat, and a knowledge base around it.
How to Tell Whether Your Team Has a Help Desk
Installed software doesn't answer the question. Run three checks on the setup you have today.
- Write the first-line list. Write down what the first person to see a request may resolve without escalating. The check passes if the list exists and the team agrees on it.
- Trace five recent requests. Name the owner and the status of each one. The check passes if you can do it in under a minute per request without asking anyone.
- Find the escalation rule. Pick one request type that needs a specialist. The check passes if a written rule says who gets it and how fast.
If the first list doesn't exist, there's no help desk yet, whatever software is installed.

Why the Help Desk Decision Isn't Only a Software Decision
For a small team, the help desk decides who answers a customer and when. Software organizes the queue, but tiers, owners, and escalation rules decide how fast each request is resolved, and no tool writes them for you.
A buyer who asks an AI assistant about help desks gets the category described as a queue. In an August 2026 Wonderchat analysis of 1,679 AI assistant answers in the help desk category, the word "ticket" appeared 671 times and "citations" appeared zero times.
Wonderchat answers from a team's own help center and shows the source on every reply.
Help Desk vs Help Desk Software
The word names a department and a product, so vendors sell the software as if installing it creates the department. The hard part is everything the software doesn't decide, such as who owns the first reply, what the first line may resolve, and when a request escalates.
In practice, a two-person team with a shared inbox and written rules has more of a help desk than a ten-person team with new software and no rules.
Frequently Asked Questions
What is another name for a help desk?
"Helpdesk" is a common variant spelling. A service desk is related but broader, because it also covers service requests and IT service management, so it isn't a true synonym.
What is the difference between a help desk and customer service?
Customer service is everything a business does to help its customers. The help desk is the part that receives, tracks, and resolves their requests, with the team, rules, and software that run the queue.
Does a small team need help desk software?
Not always at first. One person can run support from a shared inbox. Once two or more people answer the same queue, or requests start slipping, software that tracks owner and status earns its place, as long as the rules come first.
